Hotelogical was founded with a simple mission: to offer travelers around the world free access to exclusive, unpublished rates and discounts at brand-name and boutique hotels and resorts at the world’s top destinations. Members shop by location, brand, or hotel name, and the platform displays members-only unpublished rates when available, as well as best-available rates and other discounts and promotions based on selected travel dates.

The challenge

The nature of its travel business means that a significant percentage of Hotelogical’s chargebacks are nonfraud claims. These chargebacks aren’t perpetrated by professional fraudsters but by cardholders who for whatever reason want to skirt the rules to claim a refund — perhaps to get out of a cancellation policy or claim that a hotel experience didn’t deliver what was promised. Frequently, instead of reaching out to Hotelogical directly, they turn first to the credit card company to claim a refund. 

For example, in one instance a customer contacted Hotelogical to modify their reservation due to an error in the booked dates. The reservation was made on short notice for the same day and had a nonrefundable cancellation policy.

The customer chose to use the reservation but ultimately submitted a chargeback to the credit card company, claiming the hotel had no record of the reservation. Hotelogical was able to disprove the customer’s claim based on documented communications with the hotel and the customer, but the process took time and effort.

False chargebacks affect Hotelogical’s brand image and reputation as well as revenue, so disputing them is vital. Until 2023, a single expert analyst handled all of Hotelogical’s chargeback disputes manually. In fact, this analyst achieved an extraordinary win rate, averaging between 45% and 50% while handling about 1,300 disputes per year. Then, beginning in June 2023, Hotelogical’s bookings soared, growing by more than 200% year over year, and chargebacks grew proportionately, overloading its fraud analyst and making a fully manual approach unsustainable.

The solution

With continued growth on its horizon, Hotelogical needed a way to reduce time-wasting manual tasks so its analyst could maintain her excellent win rate while handling higher volumes of disputes. 

Hotelogical decided to put Riskified’s Dispute Resolve in place for its nonfraud disputes to help eliminate manual tasks and allow the analyst to focus time doing what they do best. The company opted for Dispute Resolve’s semi-automated flow, which allows the analyst to enter additional data to the compelling evidence automatically generated by Riskified, which included card information, customer and transaction details, and relevant historical and delivery information. 

If needed, the analyst could upload additional files or information to the evidence editor — such as screenshots and/or transcripts of exchanges with the customer —  to lock down the win. The analyst was also able to more easily track the status of all disputes and follow up on pending cases. 

Riskified’s Dispute Resolve dashboard also put aggregated analytics at the fraud team’s fingertips. It enabled them to easily assess and forecast overall chargeback rates, win rates, and revenue recovery, by drilling down with filters into specific gateways, reason codes, or other variables to spot patterns and trends.
